Call Center Training in a Virtual World

New hire training is an important part of call center operations. It equips your employees with many of the tools necessary to excel at their jobs. It also can help to improve customer satisfaction, reduce attrition, and increase revenue. Any one of these outcomes is valuable in its own right, but combined, they show the undeniable advantage a company possesses when it has a well-run and supported training program.

Over the past decade, call centers have undergone a substantial transformation. Much of this change has to do with new technologies that have been leveraged to better serve both the customer and the company. One such change is the creation of virtual training.

These training tools can be deployed across the entire contact center enterprise, whether the agents work in a call center or in an at-home environment. With this new class of learning and employees, adjustments must be made by the employer, including new paradigms for training. Fortunately, some companies are embracing these changes, producing agents of the highest caliber using a virtual (or blended) training model.

The traditional training model generally involves new employees sitting in a classroom-like environment with an instructor or instructors leading the sessions. This works very well when agents report to a single facility on a set schedule. The integration of new techniques and technology, as well as the continued dominance of the traditional call center agent, has allowed this model to continue to thrive.

Virtual training models, on the other hand, involve no central physical meeting space, and may not even be bound to specific meeting times. Training is done via computer portals, with instructors interfacing with trainees remotely. Sometimes, the interaction is live, and sometimes it is not. A blended model, as the name suggests, blends these approaches and provides limited in-person training, while focusing on virtual interaction and opportunities when trainees are not in the same physical location.

You might say, “So what? Training is training. At the end of the day, someone either knows the information or they don’t.” I would disagree. Due to the shifts that have been required as a result of the rise of virtual agents, we have learned more about what works in training, regardless of model, and how to best utilize that knowledge to enhance training and achieve better outcomes.

For example, virtual training exposes trainees to a technologically immersive environment, which allows them to become proficient in the systems they will eventually rely on more quickly. This can lead to a shorter adjustment period once a new agent is placed on his or her team. Additionally, virtual training frequently allows trainers to more quickly identify strengths and weaknesses of individual agents. This permits more time for focus on these individual traits, thereby making for a more well-rounded agent.

Virtual training also allows for greater access to subject matter experts (SMEs), providing an exceptional opportunity for trainees to learn from the best. The fact that these SMEs might be 3 or 4 time zones away no longer matters. And with virtual training, one facilitator can run a training session for new hires across the globe. This reduces both facility and staff costs, while still providing an outstanding training experience. We have also seen that virtual training can result in higher assessment scores, as well as a decrease in overall training time.

Many organizations are now using a blended training model, combining the best aspects of traditional classroom-based training with the recent breakthroughs in virtual training. As these models continue to evolve, make sure your BPO partner is leveraging all resources at their disposal to provide you with the most well-trained agents possible. Your customers, your employees, and your bottom line will all realize the benefit.

HP Big Data Training and Certification Program: Big Deal?

Hewlett-Packard (NYSE: HPQ) has unveiled a Big Data Solutions training and certification program for the HP Vertica Analytics Platform. The idea is to train IT executives to leverage structured, semistructured and unstructured data. The challenge: HP needs to evangelize its Vertica business as aggressively as it evangelizes this ExpertOne certification program.

Vertica Systems is an analytic database management software company founded in 2005. HP acquired the company in March 201 as part of a push into information optimization, business intelligence and analytics for enterprise companies and the public sector. But Vertica started losing some of its top talent in 2012, according to CRN, with roughly 20 of 150 employees exiting the company.

No doubt, the HP Software business is seeking to get back on track after a turbulent 2012. The challenges included a massive Autonomy write-down and allegations that former Autonomy executives participated in accounting fraud prior to the HP deal.

Despite that turbulence, HP is seeking to move forward with more software training and certification offerings. According to HP:

“This new training and certification program validates the skills and proficiency of HP Vertica system administrators, database analysts and application developers responsible for managing Big Data analytics. Gaining certification enables IT professionals to demonstrate their ability to optimize and monetize Big Data analytics for organizational growth, while accelerating career development.”

HP also said ” hundreds of customers and a growing partner ecosystem rely on the HP Vertica Analytics Platform to monetize Big Data at hyperspeed and massive scale.” True believers in the strategy include Interworks, an IT services and business solutions provider that’s partnering with HP.

HP Vertica Big Data Solutions certification is now available to all worldwide partners and customers by visiting www.hp.com/go/ExpertOne.

Alternative options include Apache Hadoop Big Data training and certifications from Cloudera and HortonWorks, among others.

Students trained to be entrepreneurs

The Goa chamber of commerce and industry (GCCI), along with the non-profit organization ICreate, has trained commerce students from 18 colleges across Goa in a five-day entrepreneurship training programme to enable the students to become creators of jobs rather than job seekers when they finish their studies.

After the 'Change your mindset' programmes conducted by ICreate, students come out with business ideas, which the GCCI, ICreate and Goa commerce teachers association help to polish into feasible business plans.

The programme is held in education institutions across the country, covering students in the age group of 17 to 23 years, and 11 best ideas are picked to compete in the national business plan competition of ICreate India.

After institution and regional level competitions, the 11 students coming from diverse family backgrounds from different parts of the country will compete in Goa at the Entertainment Society of Goa premises in Panaji to have their business idea funded.

The business ideas in the competition cover a wide range of fields from organic manure, juice parlour, hand made gift articles, cleaning services, tiffin service, hot air balloon to a unique heating and cooling system.

"Under the tie-up with ICreate, the Ghas conducted training for women in rural areas of Goa like Canacona and Sattari and the women came out much more confident and knowledgeable about business tactics at the end of the programme. With close to 70 master trainers, Goa has the biggest pool in the country under the programme. The GCCI has also discussed with banks to make the process easier for entrepreneurs seeking finance," GCCI president Manguirish Pai Raikar said.

He said that entrepreneurship programmes are also being planned for inmates of Aguada jail and sex workers in Goa to make them independent.

"ICreate training programmes are devoid of the jargon that go with business management training. Our programmes are more on how to go about practical implementation of business ideas. We do handholding for youngsters and people from rural areas with viable business ideas for six months. We take care of the mentorship so that the budding businesspersons realize the importance of a foolproof business idea as against thinking only about finances for the business," Dr Aruna Bhargava, one of the founders of ICreate said.

ICreate India CEO Ulhas Kamat said that with 10 million youngsters in the country, it will be difficult to secure a job with each one looking for employment rather than self-employment.

SDN and NFV: What Role for DPI?

Dear ,

Software-defined networking (SDN) and network functions virtualization (NFV) promise to revolutionize the way services and applications are delivered through telco networks, but much of the detail on exactly how they will be implemented remains undefined.

In this Webinar, we consider the specific case of deep packet inspection (DPI), which is widely used in existing networks. What role will it play if and when network functions are virtualized and SDN principles have been adopted? The Webinar will argue that DPI will be at least as important as it is now, making it essential to define how and where it is deployed.
